Handing off from AI to a human without losing the sale

The short version
A good assistant knows what it doesn’t know. When a customer asks something your store data can’t answer, it says it’s checking with the team and hands the conversation to a person. Your teammate replies in the same thread, then hands it back. The customer never has to repeat themselves, and nobody gets a made-up answer.
When the assistant hands off
The assistant answers from your brand profile: products, policies, shipping rules and the facts you approved during onboarding. It hands off when a question goes beyond that, for example:
- Promises it can’t check. “can it get here by saturday?” when your policy only gives a range.
- Exceptions. Custom orders, swaps, changes to an order that already shipped.
- Problems. A damaged parcel, a wrong item, a customer who is upset.
- Anything it isn’t sure about. Guessing is never the fallback.
What the customer sees
Nothing awkward. The assistant is honest about what’s happening:
- love that. let me check delivery with the team so i don’t guess.
Then a person on your team picks it up and says who they are:
- hi Vivian, Dana from Venom Scents. i’ve moved you to express, no charge. it lands friday.
Same thread, same number, no “please email support” detour.
The handoff is part of the sale. A real answer from a real person, a few minutes later, beats a confident guess.
What your team sees
The conversation shows up in your needs-review queue, flagged with the question it couldn’t answer, and the people you choose get a notification. Opening it shows the whole thread, the cart or order, any code that was sent and the customer’s consent record.
Taking over is one tap. While you’re in, the assistant stays quiet. The reply box shows who you’re replying as, so two teammates don’t answer at once. When you’re done, hand the conversation back and the assistant carries on from where you left it.
Make handoffs rare and good
Most handoffs come from missing facts. A few habits keep them down:
- Feed the profile. If the same question keeps getting handed off, add the answer to your brand profile. Next time, the assistant can answer it.
- Decide who answers. Pick the teammates who get handoff alerts, so nothing sits unanswered.
- Answer inside quiet hours. Texts only go out between 8 AM and 9 PM in the customer’s timezone, from the assistant or from your team.
- Hand back when you’re done. It keeps the follow-up, the code ladder and the consent checks running.
Read the handoffs every week
Handoffs are the best feedback you will get. They show where your product pages are unclear, which policies confuse people and what customers wish you offered. We look at them with every brand during the first weeks, and we update the brand profile together.
